It shall provide digital marketers with a unified platform of integrated capabilities that help them achieve their objectives more easily through a combination of simplification, integration and embedded collaboration capabilities.</p><p>Zoho Marketing Plus brings together marketing activities throughout the whole campaign life cycle from ideation through creation, execution to measurement. This allows to manage campaigns and provides the whole marketing organization with a single shared view of information.</p><p>&quot;<em>Consumers and digital marketing continue to evolve at warp-speed, and marketers are struggling to keep up. In a nutshell, Zoho's new marketing platform solves so many problems that are neglected by most marketing operations and marketing tools.</em>&quot;</p><h1>The Bigger Picture</h1><p>The<a href="https://chiefmartec.com/2022/05/marketing-technology-landscape-2022-search-9932-solutions-on-martechmap-com/"> marketing landscape</a> is as cluttered as never before with nearly ten thousand solutions that address different aspects of marketers’ daily challenges. At the same time, there is a growing appetite for platforms or at least integrated solutions that do not only solve a particular challenge created by a marketer’s daily work but a wider range of issues. This also in combination with other parts of the enterprise.</p><p>For marketers it is of crucial importance to be able to work with a single, consistent set of (customer) master data to be able to meaningfully engage customers with relevant conversations – or at least content.</p><p>An additional challenge that not only marketing departments face, are processes that go across different, unconnected systems and, caused by this, an inability to efficiently plan, set up and follow through campaigns.</p><p>A third big challenge for marketing teams is attribution, in a more and more data/number driven world. The<a href="https://chiefmartec.com/2022/05/marketing-technology-landscape-2022-search-9932-solutions-on-martechmap-com/"> Martechmap</a> meanwhile counts nearly ten thousand solutions.</p><p>Zoho Marketing Plus sits firmly on the ground of supporting end-to-end processes over the functional depth that some specialists can offer for their niche. Still, the solution offers sufficient depth and breadth that it can deliver value fast. It therefore addresses a good number of the challenges mentioned above.</p><p>Zoho addresses mid-market companies with around 250 to 1,000 employees and a structured marketing organization with a progressively thinking leadership. This is also fitting the company’s sweet spot but does not mean that smaller or larger organizations are out of scope.</p><p>Zoho Marketing Plus is a young solution that targets at distinguishing itself in two ways. Firstly, it supports the complete marketing process, starting with the budgeting. Secondly, it makes it as simple as possible for the different stakeholders and roles to accomplish their objectives. Being based upon and integrating existing Zoho products that mainly complement each other, Zoho Marketing Plus offers quite strong collaboration, campaign management and marketing automation functionality, including good analytics capabilities. This is partly at the expense of the UI not being fully harmonized. This has accelerated an already ongoing fundamental change of the way people work.</p><p>It has also had an impact on work culture.</p><p>People can no more just drop by a colleague to ask a question, but need to pick up a phone. Meetings do not happen in the meeting room around the corner anymore but by utilizing technology – virtual meeting rooms – voice and video. Salespeople can no more travel to their customers for face-to-face meetings. Instead they were forced to adopt and master virtual meetings, something they didn’t believe they could possibly do in 2019. It seemed far too alien.</p><p>Many of us have learned that this change is rather an opportunity than a threat. We needed to, and did adapt, on a business- and a personal level. In doing so, we realized that many things that we thought of “will never work” actually work quite well.</p><p>This adaption happened and happens in three distinct steps. We first used any available technology, just to keep the lights on. Then we started to put processes around them to become more effective and now we are looking at improving efficiencies. These efficiencies, that we look for, will be achieved by the harmonization and reduction of the number of the used tools and their deep integration into each other and essential business systems.</p><p>And make no error, the change we have done will stick to quite an extent as <a href="https://nbloom.people.stanford.edu/sites/g/files/sbiybj4746/f/why_wfh_stick_0.pdf">a recent Stanford study</a>, that surveyed 15,000 Americans, found. The survey evidence suggests, that more than twenty percent of all full work days will be supplied from home or distributed offices even after the pandemic ends.</p><p>This jibes with results of the fourth editions of the <a href="https://www.salesforce.com/resources/research-reports/state-of-service/">Salesforce State of Service</a> and <a href="https://www.salesforce.com/resources/research-reports/state-of-the-connected-customer/">State of the Connected Customer</a> surveys. According to the State of the Connected Customer report, the phone is customers’ second-most preferred communication channel (up from place three in 2019).&nbsp; According to the State of Service report, It is also the communication channel that is most widely supported by service organizations.</p><p>In addition, the report finds that “<em>agents also prefer the phone for complex issues that require two-way conversation, and don’t see the phone being replaced any time soon. However, how agents answer and process phone calls is evolving. The majority of service agents – aside from those on underperforming teams – are more likely to handle voice calls through a computer than a desk phone.</em>”</p><div class="wp-block-image"><figure class="aligncenter size-large"><img src="http://www.epikonic.com/wp-content/uploads/channel-usage-by-service-orgs.png" alt="" class="wp-image-3350"/></figure></div>
<p>Figure 1: Service Organizations that report using the following channels; source Salesforce State of Service 4th edition</p><p>What is also notable is the strong growth of online chat, messenger apps, and video support between 2018 and 2020.</p><p>By extension, the same preferences apply to colleagues cooperating on any given topic. They, too, need and want to communicate using phone, chat, or video.</p><p>In addition, they want to use this without hassle, anytime, from everywhere, and with any device.</p><p>So, there is certainly a necessity for businesses to enable their workforce for efficient digital communication. This can be done using standalone specialized tools, integrated and embedded tools, up to and until full communications suites like Slack or Microsoft Teams, which are mainly run standalone and in parallel to business systems.</p><p>From an efficiency and user experience point of view, integration is key. Employees need to be able to stay within the frame of the business applications they use rather than switching between applications and changing contexts. The communication tool needs to share data and information that is created directly with the business applications it is integrated into. Only then is the tool of maximum help for the people and hence gets best acceptance.</p><p>From an IT point of view, installation and configuration must be smooth and simple, done without a major project or cost, which means that they need to be built into the business application, rather than attached to it.</p><p>This is where vendors like e.g. Ringcentral, Aircall or Fastcall come into the picture. Searching for CTI on Salesforce AppExchange reveals many options. These vendors offer the tools that extend Salesforce to enable CTI. The differences between the former two and Fastcall are that Fastcall is specialized on, built exclusively for one vendor – Salesforce – and made part of the Salesforce code stack, whereas the others are not. Hence Fastcall is best suited to fulfil the needs of Salesforce users, including a seamless UX.</p><p>And for the geeks amongst us: without API calls, which reduces the complexity of the IT landscape and therefore increases the RoI.</p><p>Summarizing, if business leaders are looking out for a strong, integrated toolset for internal as well as external communication to gain the efficiencies they want, they need to look out for the following traits offered by the software:</p><ul><li>First and foremost: The software needs to do the job of making life for the employees easier</li><li>It needs to be embedded into the host software, and not run side by side</li><li>Ideally, the vendor is specialized on the software stack that your employees use and the software uses the same UI as the host software</li><li>The software needs to share information and data with the host software and write into the same database</li><li>The vendor needs to offer good support and regular, frequent updates to the software</li></ul><p>That’s it. This catalogue will point you into the right direction for finding a well-integrated solution for your CTI needs.</p></div></div>

The news had two effects: Slack stock went up nearly 40 per cent during trading hours while Salesforce stock loses out by 5 percent, which basically says that Salesforce investors are not so convinced about this acquisition being a good thing, whereas Slack investors clearly are.</p><p>Slack and Salesforce share an integration, which is listed on <a href="https://appexchange.salesforce.com/appxListingDetail?listingId=a0N3A00000FnD9mUAF">appexchange</a> since 2019.</p><p>There have been speculations on Slack being a good target for Salesforce that date back till <a href="https://medium.com/velotio-perspectives/salesforce-should-and-probably-will-buy-slack-4ae94b819714">August 2016</a>, basically ever since the integration between Salesforce and Slack got announced.</p><h1>The Bigger Picture</h1><p>There are several aspects to this news.</p><p>Salesforce already has Chatter, a tool that often gets negative feedback. The company also owns Quip, which is essentially a solution for the collaborative creation of documents and spreadsheets.</p><p>And Salesforce has created <a href="https://www.salesforce.com/work/">work.com</a>, as a solution to increase business resiliency and to improve collaborative work.</p><p>On a larger scale, and accelerated by the Covid crisis, the need for fast and efficient communication and collaboration of distributed work forces and their customers, using various means of communication is there. Actually, it has been there for quite some time, as the emergence of solutions from Slack to Teams, Zoom, etc. proves. E-mail is still very important, but only a part of this communication, which includes near instant chat, voice and video communications as well as collaborative work on documents – inside and outside an organization.</p><p>Another part is, that this communication needs to be tied to business processes and enable three things: Better outcomes by connecting all documents and communications to business processes and business objects, the ability to use this additional data to feed models that enable better predictions and/or actions and a reduction of efforts for the involved people, e.g. when it comes to finding information.</p><p>Businesses have a challenge here and are looking for solutions to fix it, and fast. This can be seen by the <a href="https://www.theverge.com/2020/8/31/21408902/zoom-2-quarter-earnings-revenue-profit-pandemic">revenues of Zoom</a> nearly quadrupling between Q2/19 and Q2/20 or the <a href="https://www.statista.com/statistics/1033742/worldwide-microsoft-teams-daily-and-monthly-users/">usage of Microsoft Teams</a> skyrocketing from 13 million daily active users in July 2019 to 75 million daily active users in April 2020. At the same time <a href="https://www.statista.com/chart/22859/paid-customers-of-slack/">Slack grew its paying customers</a> between February and July 2020 by more than 20 percent, too.</p><p>Because of this, vendors of CRM solutions have increasingly been strengthening their built-in collaboration and productivity suites or are forming partnerships with companies in this space.</p><h1>My Analysis and PoV</h1><p>My first reaction was: Wow!</p><p>Slack, coming out of the developer community, has been an early player in the communications tools space. It does not only allow chat, voice and video communication for (smaller) groups but also allows embedding of bots as well as workflows. The company is clearly loved by small companies and startups and has been able to get a substantial number of customers.</p><p>As the numbers above show, Slack has not been able to capitalize on the Covid crisis and grow as fast as the competition. Further, Slack has <a href="https://slack.com/blog/news/slack-announces-fourth-quarter-and-fiscal-year-2020-results">not yet become a profitable business</a> and also has a negative cash flow. Especially Microsoft putting an <a href="https://www.microsoft.com/en-us/microsoft-365/blog/2020/10/28/microsoft-teams-reaches-115-million-dau-plus-a-new-daily-collaboration-minutes-metric-for-microsoft-365/">increased focus on Teams</a>, put Slack, as well as Zoom, under significant pressure, as there is a considerable benefit to use MS Teams in an environment that already uses MS Office. Given that, I think that Slack is in a tight position. I dare saying that Slack on its own would not have been viable for much longer.</p><p>When it comes to Salesforce, Slack makes for a terrific addition to its portfolio for various reasons.</p><p>Slack enables Salesforce to significantly strengthen its productivity/collaboration suite, bringing it to a level that is no more far behind Microsoft. Productivity/collaboration is one of the four <a href="https://aheadcrm.blogspot.com/2018/08/clash-of-titans-platform-play.html">core pillars</a> for a platform player. While Salesforce already has Chatter, this tool only works within a company and does also not allow for voice or video communication.</p><p>Neither Oracle nor SAP have a similar technology, although Oracle has its Beehive product that offers web and audio conferencing, plus a strategic partnership with Zoom, <a href="https://cloudwars.co/oracle/larry-ellison-tightens-zoom-relationship-oracle-leaps-into-ad-business/">which it increasingly embeds into its CX suite</a>. SAP has a strategic partnership with Microsoft and deployed MS Teams throughout its organization.</p><p>Slack also comes with far more than 100,000 customers and an expected revenue of in excess of $860 million in FY 2021, which would nicely add to <a href="https://s23.q4cdn.com/574569502/files/doc_financials/2021/q2/CRM-Q2-FY21-Earnings-Presentation.pdf">Salesforce’s platform revenues</a>, which in Q2 of FY21 rose to $1.2 bn.</p><p>In addition, the customers that Slack brings, are predominantly SMB businesses. In FY 20, less than 900 of 110,000 paying customers spent more than $100,000 for using Slacks services. This opens up a huge opportunity for Salesforce to tap into the SMB CRM market, which is a market that all big players are trying to scale down into. It remains to be seen in how far especially the smaller Slack customers accept a Salesforce that is seen as an enterprise player, as a partner.</p><p>In conclusion: For Salesforce, acquiring Slack makes perfect sense. It enriches the platform and therefore the Salesforce CX play. It is at least a jab against Microsoft and ringfences the Salesforce portfolio in the Clash of Titans with Oracle and SAP.</p></div></div>

Intercall transparently extends the range of products that are offered by Fastcall by offering an intra team facility in addition to the outbound and inbound services that are already available</em>”.</p><h1>The Bigger Picture</h1><p>With growing office campuses and team members working more and more from home it becomes increasingly important to provide employees with an easy and efficient way to collaborate with each other and to communicate and share information with their customers.&nbsp;</p><p>Businesses are looking for solutions that fix their problem fast. This can be seen by the <a href="https://www.theverge.com/2020/8/31/21408902/zoom-2-quarter-earnings-revenue-profit-pandemic">revenues of Zoom</a> nearly quadrupling or the <a href="https://www.statista.com/statistics/1033742/worldwide-microsoft-teams-daily-and-monthly-users/">usage of Microsoft Teams</a> skyrocketing from 13 million daily active users in July 2019 to 75 million daily active users in April 2020. At the same time <a href="https://www.statista.com/chart/22859/paid-customers-of-slack/">Slack grew its paying customers</a> between February and July 2020 by more than 20 percent, too.</p><p>Because of this, vendors of CRM solutions have increasingly been strengthening their built-in collaboration suites or forming partnerships with these companies or specialists like Fastcall, which usually is the faster way of achieving this objective.</p><h1>My Analysis and PoV</h1><p>The Corona crisis has increased the demand for online meeting solutions, which has caused a growth spurt for companies like Zoom, Webex and co, but also for collaboration services like Slack or Microsoft Teams, or telephony solutions like <a href="https://www.simplii.net/">simplii</a> that integrate with various applications.</p><p>With the exception of Microsoft Teams, none of these solutions are services that are natively embedded into business applications, but are either standalone or integrated via APIs. At minimum, this causes some additional integration labor and often leads to double maintenance of valuable information, with the corresponding risk of information loss or ambiguity and a reduction of user satisfaction. In addition, the user interface of the collaboration solution normally differs, which further deteriorates the user experience as the communication software does not follow the UI style guidelines of the surrounding software.</p><p>Then there are a few solutions that are built directly into the application stack of the solution that hosts them. They specialize in optimally supporting this single platform and are built directly into the application stack of the solution that hosts them. One example for these is service providers is Fastcall.</p><p>Most businesses are already sold on one CRM solution or another, or have even committed to a platform. Especially for these businesses, solutions that integrate directly with them are the first consideration.</p><p>In the case of a business committed to using Salesforce, it should have a deep and hard look at what is available via AppExchange.&nbsp;</p><p>Intercall certainly fits the bill here; although it is still a young product and might miss some sought-after features, like virtual backgrounds, or scrapbooks etc., the combination of features is already giving considerable value to corporate users.&nbsp;</p></div></div>

As a part of this release Zoho enriched the applications that are part of Zoho Workplace with additional capabilities, following the vision of driving better business outcomes easier. Zoho Workplace consists of nine tightly integrated applications that are built on a common data model and that share a common dashboard and AI based enterprise search. The bundle is “<em>centered around a full-featured business mail and office suite</em>”. The nine applications Zoho Workplace consists of, are: <ul><li>Mail for business e-mail</li><li>Cliq, as a messaging system</li><li>Meeting for online conferencing</li><li>Connect, a social intranet solution</li><li>Writer for word processing</li><li>Show for collaborative presenting</li><li>Sheet for spreadsheets</li><li>Workdrive as the cloud based document management system</li><li>ShowTime for online training and/or webinars.</li></ul> Zoho did a study together with Beagle Research on what the main issues with current collaboration and productivity tools are. Results of this study include that applications that employees work with are “<em>not intuitive and difficult to integrate</em>”. Additional findings include that businesses often use different technology stacks which hampers productivity. Instead, they want “<em>unified solutions that streamline complex processes</em>”. Zoho Workplace is addressing this and as a result has seen a rapid adoption, “<em>now supporting 2 million organizations, with 15 million users located across more than 150 countries. More than 25 percent of new Zoho Workplace customers have made the decision to switch over from G Suite and Microsoft</em>”. <h1>The Bigger Picture</h1> It is interesting to know that many of the products that make up Zoho Workspace exist since at least the early days of the 2000s, with <a href="https://www.zdnet.com/article/zoho-preps-business-edition/">Zoho taking a first stab at Google</a> already in 2007. So, we are seeing a renewal of a theme here, albeit with an important twist. The most notable companies addressing the market that Zoho Workplace addresses are Microsoft with its Office 365 suite and Google with its G Suite. Then there are a few other ones, including Oracle, which owns Open Office or Salesforce, which acquired Quip back in 2016 and some other companies that complement collaboration, communication and productivity, or Apple, which has its own set of proprietary tools. This list, by far is not complete. As a consequence, the market is contested. The by far biggest player in this market are Microsoft and Google, with according to <a href="https://www.statista.com/statistics/961105/japan-market-share-of-office-suites-technologies/">Statista</a> Google commanding nearly 57 percent of the office suite market and Microsoft 42.6 percent as per April 2020. This leaves 0.4 percent for all the other players. While these numbers may be correct or not. For instance I have access to, and use G Suite, MS Office, Zoho and Apple productivity tools and do not expect that I am alone with this. Still, these numbers clearly show how entrenched the leaders are. With the exception of Quip, all these suites hail from before 2010, while Microsoft’s suite can even be tracked back into the 80s of the last century. One could say that Microsoft invented the productivity tool category with <a href="https://en.wikipedia.org/wiki/Microsoft_Office">announcing Microsoft Office</a> in 1988. he trend over the past decade went to deeper integration between the various applications of the office suites themselves and to integrating them into business applications. The other trend is bringing them into the cloud. The objective of all these moves is to make work more efficient and to avoid breaking out into different sets of applications. According to <a href="https://www.linkedin.com/in/vijaysundaram/">Vijay Sundaraman</a>, Zoho’s Chief Strategy Officer, “<em>the nature of work has undeniably changed</em>”. He continues to say that “<em>businesses are not looking to solve a collaboration problem, they are looking to solve a custom invoicing problem or sales enablement problem or support problem. Collaboration platforms need to facilitate better business outcomes, not just improve productivity</em>”. This objective has come more into focus with the Corona pandemic, as more and more workers needed to work remotely, which adds to the benefits that cloud based productivity and collaboration suites offer. <h1>My Analysis and PoV</h1><a href="https://en.wikipedia.org/wiki/Goliath">David</a> has swung his sling! There are two trends that are important to look at. For one, there is a strong trend towards tightly integrated, web based collaboration and productivity suites. The first ones to enter this market has been Google with what originally was dubbed Google Apps and what now is the G Suite. Microsoft for too long missed this trend and focused on installations and licenses. This is something, that the company is working hard to change, especially since the Corona pandemic. So far, from a technology point of view Google is ahead of Microsoft, which is something that might change once <a href="https://www.zdnet.com/article/what-is-microsofts-metaos/">MetaOS</a> emerges out of the cloud (sorry for the pun, I couldn’t resist). From an integration into business processes, Microsoft is the clear leader, although Oracle and Salesforce have capabilities in their own ecosystems. Speaking of Oracle and Salesforce. Their platform efforts showcase the second trend: Collaboration and productivity have become crucial to business processes and the corresponding toolsets are more and more integrated into business applications, becoming inseparable parts of them. This is, what Microsoft, Oracle, Salesforce, and Zoho are doing, while Google relies on business app vendors to integrate the G Suite into their solutions. Zoho, with Workplace is taking Microsoft and Google heads on and gives GoDaddy a kick, too. This is clearly evidenced by the comparison guides that accompany the Workplace main site. As said above, the individual tools are by no means new. What they are now is deeper integrated into each other and into Zoho’s other products, which puts Zoho from a technology point of view at least equal to Microsoft, probably even ahead, since all of Zoho’s applications are built on the same soft- and hardware stack whereas many of Microsoft’s business applications have been acquired, which makes integration a complex endeavour. Similar to Microsoft, all of Zoho’s cloud services are run out of own data centers. This, in line with the corporate philosophy of never being part of the problem and to also contribute to society, allows to offer Workplace at an extremely attractive price point that is even far below Google, although Google offers a set of additional tools as part of the G Suite. What makes Zoho stand out is the combination of this strong and integrated offering with its <a href="https://www.zoho.com/privacy.html#:%7E:text=Our%20privacy%20commitment%3A%20Zoho%20has%2Cwe%20remain%20committed%20to%20it.">privacy pledge</a>: “<em>Zoho has never sold your information to someone else for advertising, or made money by showing you other people’s ads, and we never will</em>”. Looking at all this, Zoho is addressing both major trends by seamlessly providing productivity and collaboration in a web based environment, thus strengthening its <a href="https://aheadcrm.blogspot.com/2018/08/clash-of-titans-platform-play.html">platform play</a>. If then, in a next step, Zoho does further the integration of its overall suite to a point that it provides one unified inbox covering all my conversations across organizations, accessible in their contexts, then there is something truly powerful.</div></div>

Well, not really over, but being on a way of economic and especially psychologic recovery. There will be (yet another) new normal, a new equilibrium of life, personal as well as business. Societies, governments, economies and people have learned to deal with an unprecedented situation. How will the situation look like for businesses? And how will software vendors and consultants be able to improve the situation of their customers? Businesses were forced to a grinding stop, with obvious and disastrous results not only for themselves, but in particular for their customers’ experience. They will have seen huge losses, in spite of governments providing lots of stimulus in terms of trillions of dollars. Businesses more than ever before are facing the need to look precisely at where they spend their money and how they get their restart accomplished. Many people have seen or still are in unemployment. They need and want to contain their spending, too. Business leaders know that their situation has changed. They do know that they need to make their businesses more resilient. They surely have learned that a – to use this buzz word – digital transformation is not an option. It never was, but Covid-19 taught them the lesson that they severely underprioritized this topic. So the why and the what have been hammered down. What business leaders do not know is: How? They do not yet know how to recover and how to initiate or to continue their much-needed digital transformation. Overall, this translates into a situation of uncertainty for all types for businesses. Uncertainty that leads to reduced appetite for investments, which again can impair business’s ability to do what they need to do. And this type of uncertainty for their clients is not a good situation for vendors and consultants to be in as well; just that it creates a certainty for them. The certainty that their business gets harmed, too, if they are not able to provide their customers with a way forward. How can vendors and consultants do this? Sure, they are businesses, too; but they are in a unique position to contribute to the resolution of their clients’ challenges. There are a couple of points to consider for vendors and consultants alike. <ul><li>First of all: They must not be part of the problem.</li><li>They need a relentless focus on solving real business problems with technology.</li><li>They need to deliver easy and simple to implement solutions to these business problems.</li></ul> These three points are boiling down to trust, agility, and relevance as being the key currencies that vendors and consultants have and have to use. Let’s discuss them one after another. <h1>Don’t be a part of the problem</h1> I picked up this quote during the Zoho analyst day end of January, where CEO <a href="https://twitter.com/svembu">Sridhar Vembu</a> made it part of his keynote, saying that it is Zoho’s “business code that our customers should not find us a costly input”. Of course, I am using it slightly out of context here, but the key point for vendors and consultants is that they provide an input to their clients – at a cost, often at high cost. Of course the counterargument is, that this is OK, as vendors and consultants also often provide significant value. This, without taking any detour leads to the discussion of cost (client argument) vs. value (vendor/consultant argument). There are two challenges involved in the value argument: <ol><li>Normally, the cost comes before the value can get harvested. This was true in the old days of on premise software and is also true in a subscription economy. The fee is to be paid. And consulting, e.g. the implementation of business software, is usually paid by the hour.</li></ol> In both situations cost are a certainty, and value gets aggregated over time after the cost incurred. Basically, there is no balance of financial risks; instead, risks are shifted towards the customer. <ol start="2"><li>Especially after a crisis the clients may not be able to invest enough to be able to get significant value out of the investment. This even happens at the best of times. How many projects needed to get stripped down so much that software users feel the urge to circumvent the newly implemented processes? It happens all the time.</li></ol> The solution sounds fairly simple, although it isn’t. Apart from maintaining a low cost structure of their own, vendors and consultants need to strive for a fair balance of the risks. Fairness is building trust, trust is good for customer experience, which in turn is good for business success. Concepts like value based billing or service dominant logic and others may show vendors and consultants a way. <h1>Focus on solving real business problems</h1> As said before, businesses have real problems getting back into routines. They are in a dilemma. They lack the funds, and they know they are not far enough on their path to digitally transform themselves. With their products and services becoming increasingly indistinguishable from their competitors’, businesses need to focus on the higher levels of the pyramid of customer expectations. On the other hand, nearly everybody is still busy with the bottom rung of the pyramid; they are busy with making it happen at all, and not yet able to restart the ascend to its higher layers of efficiency and emotions. This holds true for vendors and consultants as well, by the way. For them this means that they need to rapidly identify the individual challenges facing their clients. Apart from having monetary strains these problems can involve a broken supply chain, or the inability to deliver. It might even be an inability to produce invoices. Obvious challenges are employees not being able to collaborate with each other and with their customers, or a lacking degree of intelligent process automation. All of them affect their customers’ experience. Most, especially the bigger, vendors and consultancies have the capability to identify their customer’s unique challenges. What they need to exhibit is the agility to adapt their product and delivery strategy, maybe even a part of their own business strategy, to create a short- and mid-term focus on these challenges. This involves an outside-in view that regards the own success as a consequence of the customers’ success. <h1>Deliver easy and simple to implement solutions to real business problems</h1> Once the customers’ challenges are identified that can be addressed, build and deliver the solutions that are of quick value for the customers, and convince them of your solutions. These solutions might be new altogether, they might be a re-bundling of existing ones. They might just involve a changed pricing or a different messaging and go-to-market approach. Whatever the solutions are, they need to be relevant to the customers. They are relevant if, and only if, they are able to deliver value to the customers, and quickly. For this, they also need to be easy to implement. employees not being able to collaborate with each other and with their customers. <h1>Call to Action</h1> For vendors and consultants (as well as all other types of business) the keys to continued success are trust, agility, and relevance. These three keys are related to and influence each other. Relevance is probably the one that is most easily maintained and many companies also exhibit the necessary (business) agility that addresses their customers’ challenges with adequate offerings. Not being part of the problem – trust – is probably the hardest one to achieve, as it might involve the adaptation of operations models. But then: What better time to tackle it than now? &nbsp;</div></div>

The good news is that people mostly seem to have understood that digital transformation most of all is a business transformation, with IT being an enabler, not a driver. However, and that’s the bad news, one term popped up everywhere like a bad charm. <p style="text-align:center;"><strong><em>Sharing Economy</em></strong></p> And the usual suspect companies are cited as the trailblazers of this <a href="https://en.wikipedia.org/wiki/Sharing_economy">sharing economy</a>: <ul><li>Airbnb is apparently the biggest hotel chain. But it does now own a single hotel, rather than a bed</li><li>Uber, the biggest taxi corporation. It does not own a single taxi</li></ul> I even heard Amazon and Alibaba being mentioned in this context. And then there are plenty more companies that one could mention, like TaskRabbit, Lyft, Zaarly, you name them. There are few terms that make me flinch like this one, maybe ‘democratization of &lt;take your pick of technology&gt;. Why? Because the term does not describe the concept behind the model. Instead it creates a cozy feeling of perhaps doing something good by sharing one’s possessions with someone else. The Oxford Dictionary defines the verb share as ‘have a portion of (something) with another or others’. Sharing in its original context is about jointly using or enjoying something, in a wider sense it is about giving someone else access to something. In any case it has some altruistic touch to it. What the above mentioned companies are about is, positively speaking, helping me to give access to something that I have, be it a room somewhere else or a cab ride, or my skills. They are platforms, or market places; and the economy that they are defining is a platform economy. And mostly, they are not doing it from an outside-in view but from an inside-out view. Uber does not care whether the drivers that offer their services via the Uber platform are well off or not. Uber certainly does not want the drivers as employees, but looks at them as <a href="https://www.uber.com/a/join?exp=70801c">independent contractors</a>. Airbnb has long ago ceased to be a place where people gave access to their place, just because they do not need it for some time. Instead, it is a place where renters seek to generate revenues, often as a business model. I did it, too. For the record: I also paid taxes on the revenues. Admittedly, using these companies customers can often get what they need cheaper, and regularly with a better customer experience than traditional service providers offer. However, apart from curiosity, the main driver for their adoption stays the price on the demand side, and the promise of (easy) revenue on the supply side. How do they achieve this? By outsourcing cost of providing the actual service while charging for providing access to it. Which again shows that these companies are not about sharing but about being the man in the middle. They are offering a platform. And platforms are about controlling products and services that get commoditized – or about commoditizing them. This commoditization may be of <a href="https://aheadcrm.blogspot.de/2018/02/customer-experience-is-platform-play.html">business applications</a>, of taxi rides, overnight stays, of a carpenter’s services. Platforms are about dominance, dominance in the own eco system as well as across them. Don’t get me wrong. Platforms and platform businesses are not vile per se. Good platforms are mandatory for businesses to be able to provide customer- and employee engagements that are geared towards delivering great experiences. But a platform business is about the platform and <strong><em>is not</em></strong> equal to sharing economy. And the business that those trailblazers are involved in is about the platform, and nothing else. We all should keep this in mind.</div></div>

This article looked at customer service from a customer’s point of view. In it I described how I see customer service getting humanized again by leveraging the advances in AI technologies like Natural Language Processing, speech-to-text- and text-to-speech generation along with intent determination. Leveraging these technologies customer service will turn into a conversation and it won’t matter anymore whether service is delivered by a bot or by a human. For the customer it will all appear to be the same. Instead of FAQs or web searches, bots will be the first line of support and escalate a problem to humans if they cannot solve it on their own. The obvious question is whether there will be an impact on the customer service center? And it probably does. Call centers, and with it the service agents as well as their managers, already now are under intense pressure to deliver, and to deliver more efficiently. With the increasing use of call deflection technologies like FAQs and communities there is a trend for the incidents facing the agents becoming more challenging. For example <a href="https://www.helpshift.com">Helpshift</a> states that already with its technology it is able to <a href="https://venturebeat.com/2017/08/03/helpshifts-customer-service-game-is-strong-nabs-a-third-of-mobiles-top-grossing-titles/amp/">deflect about 90% of all incidents</a>, which are solved via the native in-app FAQ that is delivered by the them. This statement basically says that the support staff is basically relieved of dealing with simple matters but has the chance to take up the more challenging ones. Still, in a world of ambient computing any given app can have hundreds of millions of users. Let’s say that any given day just one per cent of 100 million users have an issue. The well working FAQ deflects 99% of these. That leaves the service center with 100,000 calls. In one day. And they are the harder ones.
