Another in-depth conversation I had during this event was with Adrian Castellanos of Selectra.

Selectra is a French company that was founded in 2007. It specializes in helping customers, mainly consumers, compare and move between energy providers. From this segment, the company has expanded into other segments, with the mission to make the managing of utility bills simpler, cheaper, and greener. The company has more than 2,000 employees and is active in 17 countries across Europe, APAC and America.

As Selectra’s business model is highly digital and fast moving, it requires strong, ideally real-time analytics capabilities to provide its services. Due to operating in different countries and different verticals, reporting processes have been based on Microsoft Excel, with these Excels differing across countries and even across verticals.

Castellanos says that Selectra had “3 different countries, each one with several verticals. And the reporting was Excel. We had Excel for everything. Each department had their own Excels, their own reports. And you had managers spending two, three hours each week to update all their reporting. If they had to create a new one, they could spend one week doing only that. People that were more valuable doing their actual managers roles or if they were working with interns. Okay, it was the intern. But the interns need to learn the real work and not just the reporting. So, we require something. Hey, let's automatize this. We are losing too much time. We are losing uh work hours uh each week just to keep up and it's not even that good because at the end you do it once a week.”

In short, Selectra urgently required an analytics solution to automate the reporting requirements.

Here, you can watch the complete conversation with Adrian.

https://youtu.be/CGILVN1vZ4A

Selectra investigated a number of possible solutions including Power BI, Tableau and Metabase. Being a Zoho CRM customer the company ultimately settled on Zoho Analytics as it is well integrated and offers an easy-to-understand UI. In Castellanos words, “We had different options PowerBI, Tableau; we were already using a little bit of Metabase the open-source BI tool. The engineers love it in the company, but it requires a lot of knowledge, and we choose Zoho for two reasons. First, the native integration with CRM, which has been our CRM since 2015 and was where the big majority of our data was stored. Well, the having a native integration with it made it great. It was one headache less and making transition really fast and implementation super-fast. And the second one was that the UI is not simple, but easy to understand. Drag and drop. Take it, put it, you have it everything.”

The positive working relationship with Zoho helped to make this decision, too. “We have always had the feeling that they hear our feedback, and they implement solutions for that, or in case they couldn't implement it because maybe it was too specific or whatever. At least they were interested in looking for workarounds and other options.”

Although the integration with Zoho CRM made the initial implementation easy and fast, Selectra encountered and overcame a number of issues during and after the implementation project. It was far from a slam dunk. Specifically, the replication of the CRM data into Zoho Analytics and the recreation of the existing reports took considerable time, which partly had to do with a lack of data standardization. This lack of standards became apparent during the recreation of the reports, when the team found out that different countries and verticals measured KPIs differently, which led to inconsistencies in the reporting. “When I started migrating reports and getting the external reports and trying to replicate them into Zoho, I failed terribly doing that because I was not matching the same data that those reports were providing and I realized that that was just because we didn't have a standard, we didn't have a standardization of KPIs and how to measure things, and each vertical each country was measuring in their own way. We had to actively establish the standard.”

Of course, this also led to trust issues, in addition to resistance to change. Overcoming them took some effort for training and documentation and, most of all, transparency and continuous communication.

The biggest problem emerged after about a year. With increasing reporting requirements, it became clear that the CRM data structures didn’t give the necessary granularity of data. “And what happened afterwards, like one year after, is that no one in the company was happy with Zoho. It was not providing the data that they required. We realized that our CRM data structure was really bare bones, and we needed something more. So, we went through this process of transformation; we are still in that process of transformation in some verticals because it's really difficult. It's a big project.”

Lastly, the increased use of Zoho Analytics showed that the management of the solution became an issue. With approximately 150 dashboards with between three and twenty different reports, it became difficult to maintain control over the workspace. This has been addressed with Zoho and is being solved.

The outcomes

Zoho Analytics is well in use now, in spite of its initial and ongoing challenges. The time to create new reports has gone down considerably and Selectra achieved a near-time reporting. This allows for faster and better decision making.

Due to the initial scope of the project, Selectra also gained an additional benefit due to the need of KPI standardization across regions. Zoho Analytics has become the single source of truth for Selectra.

Key takeaways

Selectra successfully transferred its reporting requirements from Excel to Zoho Analytics. Thanks to its native integration into Zoho CRM, the initial setup went fast.

It is important to plan and prepare the setup of an analytics solution very carefully, to ensure company-wide definitions of KPIs.

Analytics is only as good as the underlying data. An analytics project has an impact on the source systems. Increasing reporting requirements can make it necessary to have more complex source data structures.

Change management and user training are key activities. Constant communication, documentation, and user involvement are important for project success.

It can be installed behind firewalls locally or can be deployed on cloud platforms such as AWS, Google Cloud, and Microsoft Azure. Additionally, it is available as an embedded platform that can be leveraged by other vendors. Originally, it was aimed at line-of-business users and in the meantime has evolved into a full-blown BI platform with around 17,000 customers, as of August 2024. Within the Zoho One suite, it is used by 70,000 business on a daily basis. This makes Zoho Analytics the second-most used app, after Zoho CRM, of the Zoho One suite.

The Zoho BI and Analytics Platform covers the complete analytics workflow from data preparation through visualization and exploration. This is accomplished by a combination of digital and human agents across an increasing number of channels. Ensuring good quality requires a QA solution that is capable of scoring 100 percent of customer interactions, which is what Klaus’s AI is capable of. In doing this, it “pinpoints conversations with positive or negative sentiment, identifies outliers, churn risk, escalations, and necessary follow-ups. According to Zendesk, most QA software does handle only one to two percent of all customer interactions.

With workforce enablement management capabilities, Klaus enables the identification of knowledge gaps and coaching opportunities with the goal of improving agent performance and productivity. The result is higher customer satisfaction.

According to Martin Kōiva, CEO and founder of Klaus, “Zendesk and Klaus share a vision of Ai-led, personalized CX with businesses fully anticipating and acting on their customers’ needs. QA software plays a critical role in this, ensuring consistency, assessing both human and digital agent performance and providing actionable insights for strategic planning. As part of Zendesk, we will continue to build and deliver thes crucial capabilities, but now at an even greater scale”.

The bigger picture

Customer service personnel works in a high-pressure environment with lots of turnover; even worse, as frontline workers, they are often the first ones to deal with customers who are already less than amused – equipped with tools that are not helpful, either. At the same time, partly due to the high attrition rates, agents often lack the training and experience to deal with difficult situations and do not have the contacts to find relevant information fast.

What they need is being able to concentrate on the “hard cases”, easy access to the relevant information, ideally without the need to use multiple browser tabs, good training and coaching, and empowerment.

In addition, the increasing need for automation, that is caused by a shortage of available personnel as well as increasing customer demands for availability, leads to an increased proliferation of chatbots. At the same time, customers do not trust into AI, as the last state of the connected customer (registration required) report by Salesforce found out.

My analysis and point of view

After the acquisition of Tymeshift last year and the provision of “ready-to-run” AI supported bots, Zendesk is continuing on its path to provide a very rounded customer service platform.

The emphasis on coaching customer service agents is great – and important – to see. Agents are already some of the most monitored and measured workers around, so they will be glad to see some help instead of just feeling surveilled. Especially, as there is so much attrition going on. Businesses that understand that a better trained and enabled team increases agent motivation and therefore in all likelihood the individual and team performance. This has a direct impact on customer satisfaction and with that on business outcomes. Zendesk now can support this better than before.

This is also something that was found in the recent Customer Experience Horizons report by Genesys. 70 percent of respondents will invest into AI-based coaching and training recommendations for their personnel with still almost 60 percent looking into implementing AI-based performance monitoring and evaluation solutions.

Being in times of AI, the ability to also analyze and especially improve the performance of digital agents becomes more and more important. With Klaus, Zendesk is now better able to identify customer service bots’ “knowledge deficiencies”. In my eyes, the next important step from here is to (semi-)automatically reduce these deficiencies, supported by generative AI. This, based on actionable analytics. Why is this important? Because the performance of both, human and digital agents, highly depends on a well-performing knowledge base. I am interested in seeing how this topic evolves. Embedding Klaus in the fold, certainly should help taking the first steps by helping to find out what the relevant customer and organizational data is, and to initiate steps in improving the state of this data.

But again, looking at the needs of customer service agents, businesses that pursue helping their agents are now in an even better position when using Zendesk.

There has been a lot of reshuffling especially in the Visionaries quadrant. This can partly be attributed to a changing market that caused Gartner to combine a few of last year’s assessment criteria as well as adding two more critical criteria as below: Critical Capabilities Dropped or Changed:

Combined BI Platform Administration with Security and User Administration

Modified Data Source Connectivity to Data Source Connectivity and Ingestion

Combined Publish Analytics Content and Collaboration and Social BI to Publish, Share and Collaborate on Analytic Content

Added Visual Appeal to Ease of Use

Capabilities Added:

Smart Data Discovery

Platform Capabilities Workflow Integration

Smart Data Discovery emphasizes the increasing importance of AI and machine learning as part of analytics systems. Gartner defines it around the automatically “finding, visualizing and narrating of important findings such as correlations, exceptions, clusters, links and predictions in data that are relevant to users without requiring them to build models or write algorithms. Users explore data via visualizations, natural-language-generated narration, search and natural-language query technologies”. Workflow Integration acknowledges that there is no actionable insight if there is a standalone analytics system. It is defined around the number of products “needed to deliver the critical capabilities and the degree of seamless integration and workflow between capabilities/components”. This has been true for a long time, but hey, better late than never. Gartner itself states that the changes have been major and that therefor one should not do a year-over-year comparison. Still I will venture into this territory, suspecting that the two additions favor bigger vendors. Notable changes to last year’s quadrant include

A drastic advancement of Microsoft and Tableau making them, especially Microsoft, the undisputed leaders of the pack

Salesforce and Sisense jumped big time from the Niche Players into the Visionaries quadrant

Clearstory Data moved up in terms of Completeness of Vision while TIBCO Software and IBM moved up on the Ability to Execute axis

Alteryx, Pentaho and Logi Analytics dropped off the Visionaries quadrant and became Niche Players

With Zoomdata we see a new player in the Visionaries Quadrant

We are welcoming Oracle back in the Quadrant as a Niche Player

There has been a little movement up or down for SAP (slightly up on either axis), SAS (slightly up on vision but down on execution), Qlik (slightly down on vision, marginally down on execution) In a bit more detail, focusing on movements in the leaders and Visionaries quadrant.
Microsoft
Microsoft offers a clear and visionary roadmap, underpinned by monthly delivery to it, on an already very strong product that is powered by Azure. For on premise usage there is the Power BI Desktop solution. However, the strong focus on cloud (which I think is right) along with still some lacking functionality hampers the execution score. This is something that a development powerhouse like Microsoft should be able to address. Consequent execution on their roadmap along with a continued price war should make them a formidable competitor for Tableau, which Microsoft is likely to surpass in the coming year.
Tableau
Tableau is in some sense the gold standard of analytics. The software is very interactive and intuitive and got enriched by lots of Enterprise functionality, likely in an attempt to fend off Microsoft. As a caution Gartner mentions that these new functionalities appear to be work in progress. Tableau appears to be in a challenging position with the need of redefining their differentiators (interactivity and inductivity are degrading as differentiators) and the parallel need to invest into more up-and-coming functionalities like smart data discovery. Compared to Microsoft Tableau is also expensive. This year will show how Tableau manages this tight spot.
Qlik
Qlik has a sound and robust set of product but seems to have a challenge supporting them all. The company being taken private customers seem to have a bit of concern regarding the stability of the roadmap, which so far seems to be unjustified. The main issue that Gartner sees with Qlik is a lacking investment into smart data discovery, thus the downgrade in vision.
Salesforce
Salesforce jumped far into the Visionaries quadrant because of the combination of AI enabled analytics (Einstein), interactive visualizations (Wave) and the purchase of smart data discovery startup BeyondCore (which consequently vanished from the quadrant). Salesforce seems to concentrate on their installed base when marketing and selling their Analytics Cloud. Deeper integration of above mentioned functionalities in combination with increased marketing and sales to new customers could move Salesforce into the Leaders quadrant.
Clearstory Data
Clearstory Data has been in the Visionary quadrant last year and moved strongly on the vision scale this year. This is largely due to a strong understanding of their market, ease of use, the ability to do complex analytics and a roadmap that focuses on the right things (smart data discovery). Clearstory will need to work on their being fairly unknown in order to enjoy continued success.
IBM
IBM got propelled up on the execution scale by the strong market presence of Watson that delivers on AI driven, machine learning, analytics capabilities and smart data discovery – ticking all the boxes. IBM’s ‘problem’ is that they also have Cognos Analytics, which somewhat jumbles the vision. Further, IBM surprisingly seems to have a challenge with higher data volumes.
Sisense
Sisense moved up from the Niche Players into the Visionaries due to a strong focus on smart data discovery and embracing innovative technologies like voice query and offering ‘analytics bots’. Being a young company they lack some advanced capabilities. They also cannot yet show big deployments.
TIBCO Software
TIBCO Software renewed their focus on critical parts of analytics software, notably smart data discovery, albeit they are not yet ‘cloud’ enough. The renewed focus along with more emphasis on customer engagement helped them up on the execution scale.
Zoomdata
Zoomdata debuts in this quadrant based upon their strong focus on stream analytics. They are strong in these areas, embed well but lack functionality and customer engagement (and customers). They also still need to prove their ability to support big numbers of users.
But wait, that cannot be all!
What about other powerhouses like SAS, SAP, and Oracle? Well, Oracle is back on the map after refreshing their analytics offering. Oracle has gained traction and with a roadmap that includes machine learning, smart data discovery and NLP stands a chance of moving up to the Visionaries quadrant next year. SAP is virtually unmoved, slightly up on both scales probably. The analytics offering seems to have good momentum and the roadmap is geared into the right direction. The company’s main challenge continues to be support and the complexity of SAP product, both being actively targeted. This leaves us with SAS. While SAS has one of the strongest functional footprints and strong integration. Similar to SAP, SAS hurts itself in cost, ease of use and ease of making business with. On top of this there seems to be confusion about the different product lines SAS offers. As with SAP none of these challenges should be insurmountable.

SAP HANA 2 will be available for first customers on November 30 and an express edition shortly after its general availability. Note: if SAP talks about RTC this usually differs from General Availability, which is only after a successful ramp-up period of about 3 months to validate a product with early adopter customers. So the Express Edition will probably be released around end of Q1/2017. In usual bold marketing words SAP HANA 2 is poised to be a “new foundation for digital transformation” and is according to Bernd Leukert, member of the executive board, Products and Innovation at SAP SE, the continuation of “breakthrough innovation on a highly stable core data platform for our customers”. SAP HANA 2 shall deliver enhancements in the areas of database management, data management, analytical intelligence and application management as well as well as two more services for cloud customers: Text Analysis and Earth Observation Analysis. The latter in a beta status only. These latter two new HANA functionalities are likely to be the reason of tying the two announcements. The update cycle of HANA 2 shall be 6 months.
Some Observations
It is interesting that SAP refers to the new HANA services as microservices. This suggests that these services are built on top of the HANA 2 core – or else HANA itself has been rearchitected to be built on a microservice architecture. I rather think the former, also as the delivery is via YaaS. So, SAP is somewhat muddling the waters here. There is an enhancement to offload read-intensive workloads to secondary systems, with the reason to improve operations. While this seems sensible on the outset: Does this suggest that there are scaling problems with read operations? A new edition of the SAP Enterprise Architecture Designer Web application with a focus on information (data) architecture is part of the delivery. Data architecture is only a small part of Enterprise Architecture, in fact part of the Systems Architecture domain, which in itself is one of four domains. I’d be interested to have a look at this tool. The predictive analytics capabilities have been enhanced. Although the press release talks about “Analytical Intelligence” SAP does not jump on the bandwagon of Artificial Intelligence and Machine Learning here. This is interesting in itself. The extension of runtimes to support additional languages and the enhanced file processor API is an important step although the statement of build packs and runtimes “can be used within SAP HANA extended application services, advanced model” is sufficiently fuzzy to raise some question marks. There is no statement about upgrading/migrating from SAP HANA to SAP HANA 2.
My PoV
Assuming that the upgrade from SAP HANA to SAP HANA 2 is a simple upgrade we are definitely seeing an evolutionary approach here that combines additional functionality with ecosystem play and a (gentle) push into the cloud. The push to cloud is evidenced by making some interesting services, namely the trio of Text Analysis services, available via YaaS only. While the Earth Observation Analysis service is interesting in itself its highest significance probably lies in its suggestion for an upcoming industry orientation on top of HANA. This would cater for SAP’s solution orientated strengths. Making all these services available on top of the platform indicates the remuneration models SAP is going for: A base fee for platform and core applications plus usage based billing for sometimes important parts of functionality, which are delivered as metered services. It remains to be seen whether SAP finds a customer friendly balance here. The ecosystem play shows itself in adding language runtimes and the express edition that both will attract additional developers who will build new services and applications on top of HANA. Combined with YaaS this is a powerful model. A focus on analytics and integrating the platform into Enterprise Architecture is evident, although the EA angle likely needs quite some improvement. Why would I use the seemingly incomplete SAP Enterprise Architecture Designer when EA covers so much more than data architecture? However, the idea of using HANA as an architecture repository is quite intriguing. Analytics is a core (horizontal) part of a platform as it is important for nearly every business scenario. Here we are coming to a concern, which revolves around what has not been announced. While very much hyped the topics of AI and machine learning are important. And both are platform technologies, as advanced analytics capabilities are. Salesforce just nonchalantly, almost in a sub-clause announced their Einstein as being part of the platform. SAP so far keeps fairly silent on both topics, apart from a partnership with IBM Watson.
